Die Diplomarbeit befasst sich mit der Entwicklung eines Konzeptes zur Einführung eines CRM-Systems in eine fiktive Großhandelsunternehmung. Ziel ist es, die Vorbereitungen zur Realisierung einer CRM-Lösung zu unterstützen, indem der Umfang von Customer Relationship Management erläutert und die Teilschritte zur Auswahl einer entsprechenden Software beschrieben werden. Dabei wird auf die Marktforschung, Kunden- und Mitarbeiterbefragung eingegangen, um die Anforderungen der Kunden, Mitarbeiter und des Marktumfeldes an das Unternehmen zu ermitteln. Darüber hinaus wird ein System zur Auswahl einer CRM-Lösung unter Berücksichtigung der ermittelten Daten entwickelt.
Das erste Kapitel dieser Diplomarbeit behandelt die Problemstellung, die Vorgehensweise und die Abgrenzung der Arbeit. Es wird die Notwendigkeit einer verbesserten Kundenbeziehung in einem wettbewerbsintensiven Markt hervorgehoben und die grundlegenden Ziele von CRM erläutert. Zudem wird das fiktive Großhandelsunternehmen, in dem das CRM-System eingeführt werden soll, vorgestellt.
Das zweite Kapitel befasst sich mit dem Konzept von Customer Relationship Management. Es werden der Begriff CRM, die Gründe für seinen Einsatz und die Ziele von CRM-Systemen erläutert. Die wichtigsten Punkte sind die Erhöhung des Share of Walletts, die Optimierung der Kundenbindung und die Gewinnung hochwertiger Neukunden. Außerdem werden die Grundlagen eines CRM-Konzeptes und die Herausforderungen und Trends im CRM-Bereich beleuchtet.
Im dritten Kapitel werden die Einsatzbereiche und Komponenten von CRM-Systemen näher betrachtet. Es wird die Integration von CRM in die bestehende IT-Landschaft eines Unternehmens sowie die verschiedenen Bereiche, wie Marketing, Vertrieb und Service, erläutert. Des Weiteren werden die drei zentralen Aufgabenbereiche des operativen, kollaborativen/ kommunikativen und analytischen CRM beschrieben.
Das vierte Kapitel beschäftigt sich mit der Eruierung der Anforderungen des Handelsunternehmens an die Software. Es werden die Mitarbeiterbefragung und die externen Anforderungen, wie Kundenbefragung und handelsspezifische Anforderungen, behandelt. Die Ergebnisse dieser Analysen dienen als Grundlage für die Auswahl einer geeigneten CRM-Lösung.
Das fünfte Kapitel stellt eine mögliche CRM-Systemlösung vor. Es werden die Ansprüche an die Software, die führenden Softwareanbieter und die vergleichende Aufführung unterschiedlicher Anbieter betrachtet. Die Auswahlkriterien für CRM-Lösungen werden erläutert und die Vor- und Nachteile der einzelnen Anbieter werden herausgearbeitet. Abschließend wird die CRM-Systemlösung vorgestellt.
Das sechste Kapitel befasst sich mit der Einbindung des Marketinginstrumentariums in die CRM-Konzeption. Es werden Loyalitätsprogramme, wie Kundenkarten, Kundenclubs und Bonusprogramme, sowie das Call Center/ Beschwerdemanagement und Kundenservicecenter behandelt. Abschließend wird das Nachkaufmarketing als ein wichtiger Bestandteil der CRM-Strategie erläutert.
