Kundenwünsche und -bedürfiiisse zur besten Zufriedenheit erfüllen.
Es gibt nahezu kein Unternehmen, das sich nicht diesem Ziel verschrieben hat. Denn Kundenzufriedenheit gilt, so haben viele Unternehmen richtig erkannt, als bedeutendste Determinante der Kundenbindung und letztendlich des ökonomischen Erfolges.[1]
Die Sicherstellung der Kundenzufriedenheit ist jedoch angesichts einer Reihe von Wettbewerbs strategi sehen Veränderungen zu einer zentralen Herausforderung für Unternehmen geworden. Wachsende Kundenansprüche, bedingt durch eine zunehmende Individualisierung der Nachfrage bei gleichzeitiger Preissensibilität, steigender Wettbewerbsdruck sowie technologischer Wandel erfordern mehr denn je, den Kunden[2] in den Mittelpunkt aller unternehmerischen Aktivitäten zu stellen.[3]
Als Reaktion auf diese veränderten Marktbedingungen eröffnet Mass Customization (MC, dt. kundenindividuelle Massenfertigung) interessante und vielversprechende Möglichkeiten, Wünsche und Bedürfnisse der Kunden bestmöglich zu berücksichtigen. Das Ziel der kundenindividuellen Massenfertigung ist es, wie der Name bereits andeutet, sowohl die Vorteile der Massenproduktion als auch die der Einzelfertigung auszuschöpfen, indem individualisierte Produkte durch den Einsatz neuer Technologien mit der Kosteneffizienz äquivalenter Massenprodukte produziert werden.[4]
Individualisierung im Zusammenhang mit MC bedeutet, dass der Kunde aktiv die finale Gestaltung des Produktes innerhalb eines vom Anbieter[5] vordefinierten Gestaltungsraumes so vornehmen kann, dass es am ehesten seinen Bedürfnissen entspricht.[6]
Die Integration des einzelnen Kunden in die unternehmerischen Wertschöpfungsaktivitäten ist somit grundlegender Bestandteil jeder MC Strategie.[7] Dementsprechend hat die Interaktion zwischen Anbieter und Konsument einen sehr hohen Stellenwert. Denn anders als bei klassischen Kaufvorgängen kann erst durch diesen Interaktionsvorgang ein Informationsaustausch erfolgen, der für die nachfolgende Produktspezifikation zwingend notwendig ist. Dabei ist es irrelevant, ob der Kunde die Produktindividualisierung im Rahmen einer Online-Konfiguration selbstständig vornimmt oder aber in einer stationären Geschäftsstelle vom fachkundigen Personal unterstützt wird. In beiden Fällen greift der Kunde interaktiv in die Wertschöpfung des Anbieters ein.
Interaktive Wertschöpfung im Sinne von Kundenintegration impliziert, dass die Produktivität und das Ergebnis der Leistungserstellung in bedeutender Weise von den Leistungsbeiträgen des Kunden abhängen.[8] Darüber hinaus konnte in verschiedenen Forschungsansätzen belegt werden, dass im Rahmen von Co-Design Aktivitäten gerade der Interaktionsprozess, neben dem eigentlichen Sachprodukt, die Zufriedenheit und Zahlungsbereitschaft von Kunden in erheblichem Maße mitbestimmt.[9] Dies wiederum bedeutet, dass der Kunde durch seine eigenen Beiträge selbst Einfluss auf die von ihm wahrgenommene Leistungsqualität und -Zufriedenheit nimmt.[10] Zudem sind es auch gerade diese Interaktionsprozesse, die einen erheblichen Teil der Gesamtkosten eines Mass Customizers verursachen.[11]
Vorangehende Ausführungen verdeutlichen, dass die Gestaltung von Interaktionsprozessen für einen Mass Customizer einen erfolgskritischen Faktor darstellt und einer bewussten Auseinandersetzung bedarf, um die Steuerbarkeit und Effizienz dieser Prozesse zu erhöhen. So betonen etwa Reichwald et ab, dass eine reine Fokussierung auf die kundenorientierte Produktgestaltung nicht ausreichend ist. Vielmehr müssen Kundenanforderungen bei der Steuerung des gesamten Servicesystems berücksichtigt werden.[12] Ferner geben die Autoren grundlegende Hinweise zur Gestaltung der Kundeninteraktion.[13] Obwohl sie eine umfassendere Darstellung liefern als viele andere Arbeiten[14], welche primär die eigentliche Konfiguration mittels computerbasierter Systeme betrachten, erfolgt in keinem der Ansätze eine systematische Auseinandersetzung mit den unterschiedlichen Anforderungen verschiedener Kundentypen an den Leistungserstellungsprozess.
Die vorliegende Arbeit setzt an diesem Punkt an. Im Hinblick auf die heterogenen Kundenwünsche erscheint es sinnvoll, dass Prozessabläufe nicht für jeden Kunden nach dem gleichen Muster ablaufen sollten. Um Kunden effektiv und effizient gemäß ihrer spezifischen Bedürfnisse ansprechen und bedienen zu können, kann der Rückgriff auf Kundentypologien, wie sie im Marketingmanagement zum Einsatz kommen, zweckmäßig sein. In der MC Literatur ist bislang keine Auseinandersetzung mit möglichen Kundentypisierungen erfolgt. Aus diesem Grund werden in dieser Arbeit Erkenntnisse aus der Marketingforschung betrachtet, um auf dieser Basis eine sinnvolle Typisierung für den Kontext individualisierter Produkte zu erarbeiten.
Primäres Ziel dieser Arbeit ist es daher, relevante Kundentypen für den MC-Kontext zu identifizieren, um auf dieser Grundlage Gestaltungshinweise für eine kundentypspezifische Ausrichtung der Interaktionsprozesse abzuleiten. Dazu soll in Anlehnung an die Marketingforschung überprüft werden, inwiefern Kunden individualisierbarer Produkte hinsichtlich ihrer Kaufmotive bzw. Nutzenerwartungen in verschiedene Gruppen unterteilt werden können.
Da MC Angebote sich als Produkt-Service Bündel auffassen lassen und die Zufriedenheit des Kunden sowohl vom Produkt als auch von dem Co-Design Prozess abhängt, ist in diesem Zusammenhang eine zweiseitige Betrachtung angemessen. Es existieren einige Studien, die den wahrgenommenen Nutzen aus Kundensicht bzw. die Motive für den Erwerb individualisierter Produkte untersuchen.[15] Unter Berücksichtigung dieser soll die vorliegende Arbeit eine Systematisierung der verschiedenen Nutzenattribute im Sinne einer Typologie schaffen, welche auch als Grundlage für die Erarbeitung der Kundentypen dienen soll. Darauf aufbauend können Implikationen für Anbieter abgeleitet werden, wie Interaktionen im Zuge der Leistungserstellung kundenabhängig gestaltet werden müssen, um zum einen zur Erhöhung der Kundenzufriedenheit beizutragen und zum anderen die Effektivität und Effizienz der Prozesse aus Sicht des Unternehmens zu steigern.
Die Ausführungen beschränken sich auf Co-Design Vorgänge, die ausschließlich in realen Kaufumgebungen, d.h. offline, stattfinden. Denn in diesem Bezugsrahmen rücken die servicebezogenen Aspekte des Kaufprozesses und damit die Interaktion stärker in den Vordergrund als es bei reinen Online-Angeboten der Fall ist. Zudem finden sich in der Literatur zu MC nur vereinzelt Ansätze, die Offline-Interaktionen zum Gegenstand haben. Ein Großteil der Arbeiten bezieht sich, wie zuvor dargelegt, auf die internetbasierte MC und damit einhergehend hauptsächlich auf die Gestaltung des Konfigurators.
Vor dem Hintergrund der dargestellten Ausgangsposition werden in Kapitel 2 grundlegende Begrifflichkeiten und Elemente einer MC dargelegt. Insbesondere werden dabei die Aspekte der Kundenintegration bzw. -interaktion sowie der Generierung von Kundennutzen im Sinne eines Differenzierungsvorteils hervorgehoben. Diese sind für das Verständnis der Arbeit wesentlich.
Kapitel 3 liefert den marketingbezogenen Theorieteil, in dem das Konzept der Kunden- typologisierung kurz dargestellt und darauf beruhend ein Überblick über vorhandene Ansätze in der einschlägigen Literatur gegeben wird. Durch eine Gegenüberstellung der Studien werden grundlegende Käufertypen identifiziert und diese anschließend beschrieben.
Nachdem das nötige Hintergrundwissen geschaffen wurde, widmet sich Kapitel 4 dem Einfluss verschiedener Kundentypen auf den Gestaltungsprozess. Dazu erfolgt zunächst eine literaturbasierte Identifizierung möglicher Motive, warum Kunden individualisierte Produkte kaufen bzw. an Co-Design Prozessen teilnehmen. Aufbauend auf den Ergebnissen, dass sowohl produktbezogene Nutzenaspekte als auch der rein prozessbezogene Nutzen die Kaufentscheidung der Konsumenten beeinflussen, werden diese unter Beachtung der Erkenntnisse aus der Marketingforschung in eine Typologie potentieller Nutzenerwartungen überführt. In einem zweiten Schritt werden die erarbeiteten Nutzendimensionen zur Bildung von Kundentypen herangezogen. Weiterhin werden in Abhängigkeit der angenommenen Kundentypen Hinweise für Anbieter dargelegt, wie Interaktionsvorgänge kundentypspezifisch gestaltet werden können.
Im Anschluss liefert Kapitel 5 eine Zusammenfassung der Ergebnisse und leitet aus den gewonnenen Erkenntnissen generelle Implikationen für Anbieter kundenindividueller Massenprodukte ab. Nachdem eine kritische Wertung der Arbeit stattfmdet, endet sie mit einem Ausblick für künftige Fragestellungen.
In diesem Kapitel soll MC als Wettbewerbs Strategie vorgestellt werden. Nach der begrifflichen Einordnung des Konzeptes erfolgt die Darstellung wesentlicher Merkmale und praktischer Umsetzungsmöglichkeiten.
Aus wettbewerbsstrategischer Sicht steht die Generierung von Kundennutzen im Fokus einer jeden MC-Strategie. Des Weiteren werden im Rahmen von MC-Leistungen Kunden in den Wertschöpfungsprozess integriert. Somit ist die Kundenintegration und die damit notwendigerweise verbundene Kundeninteraktion essentieller Bestandteil von MC-Konzepten, der aus Kundensicht neben dem Produkt zusätzlich als nutzenstiftende Komponente in die Gesamtbeurteilung mit einfließt. Auch im Hinblick auf die Problemstellung dieser Arbeit ist das Verständnis dieser beiden interdependenten Aspekte relevant, weshalb sie in diesem Kapitel besonders hervorgehoben werden.
Der Kunde entscheidet selbst darüber, wie er sein Produkt gestaltet und muss keine Auswahl aus dem bestehenden Starren Produktangebot mehr treffen.[16] Angefangen im Bekleidungsbereich über Nahrungsmittel bis hin zu Gebrauchsgütem des täglichen Lebens sind der möglichen Produktindividualisierung nahezu keine Grenzen gesetzt.[17] Das Besondere dabei ist, dass der Kunde genau das Produkt erhält, das er wünscht, ohne exorbitante Preise dafür zahlen zu müssen.[18]
Begrifflich setzt sich MC aus den sich scheinbar widersprechenden Ansätzen Mass Production und Customization zusammen.[19] Entsprechend ist aus konzeptioneller Sicht das Ziel von MC die Gewährleistung kostengünstiger aber dennoch individualisierter Produkte. So soll nach Davis, auf den der Begriff MC zurückgeht, im Sinne der Massenproduktion ein breiter Absatzmarkt bedient werden, zugleich aber die Kunden so individuell behandelt werden, wie dies bei der auftragsbezogenen Einzelfertigung der Fall ist.[20] Ermöglicht wird diese Art der Marktbedienung insbesondere durch die Entwick- lung neuer flexibler Technologien sowohl in der Produktion als auch bezüglich der Informations- und Kommunikationssysteme.[21]
Aufbauend auf Davis wurde das Konzept in zahlreichen Arbeiten näher untersucht. Eine erhöhte Aufmerksamkeit erlangte es allerdings durch den Amerikaner Pine nach der Veröffentlichung seines Buches im Jahre 1993.[22]
Eine einheitliche Definition für MC hat sich bisher dennoch nicht etablieren können. Abhängig von der Perspektive treten unterschiedliche Schwerpunkte in den Vordergrund, wobei diese hauptsächlich entweder produktionswirtschaftliche Aspekte hervorheben oder marketingbezogen sind.[23]
Im deutschsprachigen Raum findet insbesondere die Definition von Piller Verwendung, der hierzulande zu den prominentesten Vertreter des Konzeptes gehört. Im Gegensatz zu den vielen eng und einseitig gefassten Definitionen[24] liefert Piller eine eingehende Definition, welche sowohl die produktionstechnische Sicht einschließt, als auch den gemeinsamen Interaktionsprozess zur Erstellung des Produktes betont:
„Mass Customization (dt. kundenindividuelle Massenproduktion) bezeichnet die Produktion von Gütern und Leistungen für einen (relativ) großen Absatzmarkt, welche die unterschiedlichen Bedürfnisse jedes einzelnen Nachfragers dieser Produkte treffen, mit der Effizienz einer vergleichbaren Massen- bzw. Serienproduktion. Grundlage des Wertschöpfungsprozesses ist dabei ein Co-Design-Prozess zu Definition der individuellen Leistung in Interaktion zwischen Anbieter und Nutzer.“[25]
Eine ebenfalls umfassende Auslegung von MC, in der der Prozess der gemeinsamen Leistungserstellung hervorgehoben wird, stammt von Schnäbele. Für die vorliegende Arbeit ist gerade die Gestaltung dieses Interaktionsprozesses, welcher zu den marketingpolitischen Aufgaben eines Unternehmens gehört, ausschlaggebend. So wird die Auslegung Schnäbeles ergänzend zu der Definition von Piller hinzugenommen und um die Marketingperspektive erweitert. Ausgehend von der grundsätzlichen Idee des Konzepts, dem Schaffen eines nutzenoptimalen Problemlösungspotentials[26], definiert Schnäbele MC wie folgt:
Mass Customizing beschreibt die „kostenorientierte Form der Leistungsindividualisierung, bei der die Individualität eines Vermarktungsobjektes bzw. -Prozesses durch (Teil-)Standardisierung einzelner Leistungskomponenten erreicht wird.“[27]
Dabei hat die Gestaltung des Vermarktungsobjektes die kostengünstige Herstellung kundenindividueller Leistungen zum Ziel und dient aus Kundensicht hauptsächlich zur Erlangung von Produktnutzen. Beim Vermarktungsprozess hingegen geht es um die verbesserte und vereinfachte Integration der Kunden und deren Information.[28] In dieser Arbeit wird vor allem die Gestaltung der Interaktion und damit die prozessgerichtete Gestaltungsperspektive thematisiert.
Schließlich lassen sich die Eigenschaften, die aus den beiden angeführten Definitionen hervorgehen und für die weitere Untersuchung dieser Arbeit als wichtig erscheinen, wie folgt zusammenfassen:
- Individualisierung der Produkte bzw. Leistungen mit dem Ziel der Generierung eines hohen zusätzlichen Kundennutzens
- Interaktion im Rahmen eines Co-Design Prozesses mit jedem einzelnen Kunden zwecks Leistungsspezifikation
- Integration jedes einzelnen Kunden in die Wertschöpfungskette
- Effizienz und Effektivität entlang der gesamten Wertschöpfungskette, hier insbesondere bei der Kundenmitwirkung im Spezifikationsprozess
- Interdependenz von Produkt- und Prozessindividualisierung
Während Effizienzbetrachtungen in Theorie und Praxis sich dabei primär auf den Fertigungsprozess und die technische Gestaltung von Produktkonfigurationstools beschrän- ken[29], soll im Fokus dieser Arbeit die Interaktionsgestaltung im Vertriebsprozess Stehen. Somit soll ein möglicher Ansatzpunkt zur Steigerung der Produktivität im Hinblick auf die Kundenmitwirkung erst erarbeitet werden. Die restlichen Punkte spiegeln sich überwiegend in den wesentlichen Prinzipien und Eigenschaften von MC wider und werden im Folgenden näher spezifiziert.
Das Prinzip der kundenindividuellen Massenfertigung erfordert eine Anpassung aller unternehmensbezogener Aktivitäten.[30] Dabei müssen bestimmte Prinzipien bzw. Ebenen in einer integrativen Sichtweise beachtet werden. Erst das Zusammenspiel dieser verschiedenen Ebenen, dargestellt in Abbildung 1, ermöglicht Standardisierung und Individualisierung in einem Konzept zu vereinen.[31]

Auf der Differenzierungsebene ist die wesentliche Herausforderung für Unternehmen, genau diejenigen Produktattribute zu identifizieren, bei denen Kunden stark divergierende Bedürfnisse aufweisen.[32] Denn die bisher in der Unternehmenspraxis vorherrschende Methode zielt darauf ab, mittels der konventionellen Marktforschung Gemeinsamkeiten beim Kunden aufzudecken, sodass ein Massenprodukt gleichzeitig den Wün- sehen möglichst vieler Konsumenten entspricht.[33] Der Anreiz für den Erwerb eines individualisierten Produktes anstelle eines Massenproduktes entsteht für den Kunden erst dann, wenn für ihn das individualisierte Produkt einen höheren individuellen Nutzen stiftet.[34] Dieser Nutzenzuwachs wird dabei durch Art und Ausmaß der möglichen Individualisierung bestimmt. Differenzierung darf sich allerdings nicht nur auf Produktebene vollziehen.[35] Das gesamte Vermarktungssystem muss den individuellen Kundenanforderungen gerecht werden und diese als Ausgangspunkt aller Anstrengungen betrachten. Es ist demnach nicht nur wichtig ‘was‘ verkauft wird, sondern ‘wie‘ es verkauft wird. Das Letztere wird in einem Unternehmen durch den Einsatz marketingpolitischer Instrumente bestimmt.[36]
Die Kostenebene umschließt alle Kostenwirkungen, die sich durch MC ergeben. Im Gegensatz zu Produkten aus der Massen bzw. Serienproduktion sind individualisierte Produkte für Unternehmen mit höheren Kosten verbunden.[37] Diese ergeben sich aus der Komplexitätserhöhung aller Unternehmensprozesse entlang der gesamten Wertschöpfungskette.[38] Neben produktionsseitigen Kosten ist die Kundenmitwirkung ebenfalls ein nicht zu unterschätzender Kostentreiber. Die Integration jedes einzelnen Kunden in die Leistungserstellung und die Interaktion mit diesem implizieren höhere Kommunikations- und Informationskosten.[39] Um den Kunden eine Leistungsindividualisierung zu ermöglichen, bedarf es kapitalintensiver Technologien. Dazu gehören neben Produktkonfigurationssystemen auch sonstige Werkzeuge wie beispielweise im Geschäft aufgestellte 3D-Scanner zur Erfassung von Maßgrößen.[40] Den zusätzlichen Kostenquellen stehen aber auch vielfältige Kostensenkungspotentiale gegenüber, die es auszuschöpfen gilt.[41] Nennenswert an dieser Stelle sind die Potentiale zur Kostensenkung aus der Integration des Kunden.[42] Als Folge der direkten Interaktion mit dem Kunden erhält das Unternehmen einen besseren Zugang zu Kundeninformationen, durch deren Aggregation insgesamt eine zielgerichtete und effizientere Marktbearbeitung möglich wird. Zudem dienen diese Informationen als Basis für den Aufbau von ‘Learning Relationships‘ im Rahmen eines wirkungsvollen Customer Relationship Managements (CRM) und damit auch zur Erhöhung der Kundenbindung.[43]
Ein wesentliches Kriterium, um sich der Kosteneffizienz der Massenfertigung anzunä- hem, ist die anbieterseitige Vordefinition eines begrenzten Lösungsraumes mit stabilen Produkt- und Prozessarchitekturen.[44] Schließlich bestimmt die Kostenposition auch die Preisposition des Unternehmens. Denn nur wenn die zusätzlichen Kosten ausgeglichen werden können, kann langfristig eine Kosteneffizienz erreicht werden, die vertretbare Preise im Sinne einer MC-Strategie gewährleistet.[45]
Notwendige Voraussetzung für die Erstellung kundenindividueller Produkte ist die Integration des Kunden in die Wertschöpfung des Unternehmens. In einem Interaktionsprozess müssen kundenspezifische Informationen und Anpassungswünsche an den Hersteller übermittelt werden. Grundlage dieses Vorganges ist ein Co-Design-Prozess, der genau diese Interaktion zwischen Kunde und Anbieter umfasst, welcher für die Leistungskonkretisierung innerhalb vorgegebener Möglichkeiten erforderlich ist. Dieser Co- Design-Prozess gilt als wesentliches Abgrenzungskriterium zu anderen kundenzentrierten Wertschöpfungsstrategien.[46]
Weiterhin ist für MC charakteristisch, dass der Individualisierungsrahmen durch einen stabilen Lösungsraum begrenzt ist. Das bedeutet, dass Individualisierung nur soweit möglich ist, wie es der Anbieter im Voraus festgelegt hat.[47] Die Grundlage für den stabilen bzw. begrenzten Lösungsraum bilden die Standardisierung von Prozessen und die Modul ari si erung von Produkten. Dabei wird das Produkt in seinem Grundaufbau unabhängig von konkreten Kundenwünschen vorgefertigt und dann in einem zweiten Schritt erst auftragsspezifisch an individuelle Kundenbedürfnisse angepasst.[48] Das Leistungssystem ist somit stabil, aber dennoch flexibel genug, um auf unterschiedliche Kundenwünsche zu reagieren. Auf diese Weise kann dem Zielkonflikt zwischen kundenindividueller und effizienter Leistungserstellung entgegengewirkt werden.[49] Dieser stabile Lösungsraum bildet demnach das Grundgerüst für die drei bisher betrachteten Ebenen von MC, indem er die Gestaltungsspielräume der Differenzierungsoptionen und der Ausgestaltung der Kundenintegration determiniert und gleichzeitig die Kostenposition beeinflusst.
Wie aus den vielfältig existierenden Definitionen hervorgeht, gibt es prinzipiell unterschiedliche Sichtweisen auf das Konzept der MC. Neben der reinen Annäherung aus Sicht der Produktion bzw. des Marketings, kann MC aus Sicht des strategischen Managements betrachtet werden. Werden dieser Arbeit beide zuvor näher beschriebenen Definitionen zugrundegelegt, wird hier MC als eine wettbewerbsstrategische Option aufgefasst, welche die Perspektive des Marketings und der Produktion integriert. So umschließt, analog zur Auffassung von Da Silveira et al., die kundenindividuelle Massenproduktion neben produktionswirtschaftlichen Prozessen auch die Marketingpolitik.[50] Die Autoren charakterisieren MC als einen ganzheitlichen Ansatz, der den gesamten Weg des Produktes bzw. der Leistung von der strategischen Entwicklung über die Produktion bis hin zur Auslieferung an den Kunden beinhaltet. Ähnlich beschreibt auch Piller, dass MC dann nicht als reines Abbild eines Produktionsprogrammes verstanden werden darf, wenn die gesamte Wertekette einschließlich der Vor- und Nachkaufphase Gegenstand der Betrachtung ist.[51]
Weiter bemerken Reichwald und Piller, dass aus dieser integrierten Sichtweise MC eine Differenzierungsstrategie darstellt.[52] Im Folgenden sollen relevante Aspekte der Differenzierungspolitik kurz widergegeben werden. Während Differenzierungsvorteile durch die Produktgestaltung im Vordergrund Stehen, sind aus einer angepassten Marketingpolitik ebenfalls wesentliche Differenzierungsvorteile realisierbar. Erst die Integration beider Perspektiven ermöglicht die volle Ausschöpfung des Potentials nutzenstiftende Problemlösungen für den Kunden zu schaffen.
Ausgangspunkt der Differenzierung bei MC ist die horizontale Produktdifferenzierung.[53] Im Gegensatz zu einer vertikalen Produktdifferenzierung wird angenommen, dass Konsumenten Produkteigenschaften und damit den Nutzenzuwachs aus dem Kon- sum verschiedener Güter unterschiedlich bewerten.53[54] Die Kaufentscheidung des Konsumenten beruht nicht auf objektiv beurteilbaren Kriterien, sondern ist stets abhängig von subjektiven Präferenzen[55], sodass jeder Nachfrager eine individuelle, in der Regel höhere, Zahlungsbereitschaft hat, die genau auf diese unterschiedlichen Präferenzen zurückzuführen ist.[56] Dieser Umstand berechtigt, dass Anbieter individualisierbarer Produkte in Abhängigkeit vom wahrgenommenen Nutzenzuwachs häufig höhere Preise realisieren können.[57] Aus Sicht des Kunden ist die Individualisierung dann nutzenstiftend, wenn das Produkt dem individuellen Idealpunkt entspricht bzw. nahe an diesem liegt. Dabei zeichnet sich das ideale Produkt durch die optimale Bündelung von Produkteigenschaften aus. Je besser die Eigenschaften an die individuellen Bedürfnisse angepasst werden können, desto näher liegt eben dieses Produkt am Idealpunkt und desto attraktiver ist es im Vergleich zu Angeboten anderer Anbieter.[58]
Prinzipiell stehen drei Anpassungsoptionen für die Leistungsindividualisierung zur Verfügung. Neben Änderungen, die das ästhetische Design betreffen, können Produkteigenschaften auch hinsichtlich der Passform bzw. der Funktionalität angepasst werden. Im Folgenden sollen diese drei grundsätzlichen Möglichkeiten vorgestellt werden, wobei anzumerken ist, dass diese in der Praxis auch in Kombination angeboten werden.[59]
Individualisierung bezüglich der Passform (Fit) meint die Anpassung eines Produktes an die individuellen Maße des Kunden. Auch wenn diese Art der Individualisierung häufig mit der Bekleidungsindustrie assoziiert wird, fallen in diese Kategorie auch Produkte aus diversen anderen Konsumgüterbereichen. So können beispielsweise Möbel und sonstige Einrichtungsgegenstände, Fahrräder, Autositze oder aber die Verpackung von bestimmten Nahrungsmitteln in gewünschten Größen und Abmessungen erworben werden.[60] Die Passformindividualisierung ist dabei in der Umsetzung, im Vergleich zu den anderen möglichen Optionen, am aufwendigsten. Dies bezieht sich sowohl auf die Produktion als auch die Interaktion im Vertrieb.[61] Erst nachdem im Vertrieb in der Re- gel kostspielige Abmessungen vorgenommen worden sind, kann das Produkt mittels komplexer Technologien nach Maß gefertigt werden. Aus diesem Grund basiert die Umsetzung in der Praxis häufig auf dem sogenannten ‘Best Matched Fiť Ansatz.[62] Hierbei erfolgt keine tatsächliche Maßanfertigung im engeren Sinne, sondern es wird aus einer verfügbaren Anzahl an unterschiedlichen Standardgrößen die optimalste ermittelt, die den individuellen Maßen am besten gerecht wird. Beispiele hierfür finden sich bei Adidas oder Nike mit den Programmen MiAdidas und NikeiD.
Eine Individualisierung der Funktionalität ermöglicht hingegen Produkte im Hinblick auf unterschiedliche Verwendungszwecke anzupassen.[63] Dies kann die Auswahl oder aber das Eliminieren[64] technischer bzw. funktionaler Ausstattungsmerkmale eines Produktes beinhalten. So nimmt ein Konsument eine funktionale Anpassung an seine individuellen Ansprüche vor, wenn er beispielweise den Leistungsumfang eines Computers festlegt, die Ausstattung eines Schuhs an seinen individuellen Laufstil anpasst, den Stoff und die Innenausstattung bei einem Anzug bestimmt oder aber etwa aus gesundheitlichen Gründen Einfluss auf die Zusammensetzung von Nahrungsmitteln nimmt. Diese Art der Individualisierung wird, im Vergleich zu den beiden anderen Möglichkeiten, in der Praxis relativ wenig angeb oten.[65]
Im Rahmen der stilistischen Anpassung hat der Kunde die Möglichkeit Produkte entsprechend seiner sinnlichen Vorlieben anzupassen. Auch wenn in der Praxis visuelle bzw. ästhetische Anpassungen dominieren, kann die Anpassung auch gustativer oder olfaktorischer Natur sein. So kann dem Kunden Entscheidungsfreiheit unter anderem bezüglich der Farbauswahl, der Formen, der Muster und Schnitte eines Produktes gegeben werden. Auch kann er beispielsweise Frühstückscerealien nach seinem Geschmack gestalten oder den Duft eines Parfums selbst kreieren.[66] Immer häufiger werden Produkte durch einfaches Besticken, Gravieren oder Bedrucken mit eigenen Texten oder Bildern personalisiert und als kundenindividuelle Massenprodukte vertrieben. Bei derartigen Produkten steht in der Regel der Emotionalisierungsfaktor im Vordergrund, so beispielweise, wenn eine Babyflasche mit dem Namen des Kindes versehen werden kann. Dies ist mitunter einer der Gründe, warum solche Produkte auch oft als Geschenkartikel bevorzugt werden.66[67] Langfristig gesehen, ist der Erfolg einer reinen stilistischen Individualisierung laut Piller/Stotko skeptisch zu betrachten, da es aufgrund der zu leichten Substituierbarkeit keinen echten bzw. dauerhaften Mehrwert für den Kunden schafft.[68] Dies wiederum verdeutlicht, dass es sinnvoll ist, sich als Anbieter nicht auf eine Option zu beschränken, sondern kombinierte Individualisierungsmöglichkeiten anzubieten.
Für die Erstellung individualisierter Produkte ist die Mitwirkung des Kunden ein notwendiges Kriterium. Damit ist eine gewisse Äquivalenz von MC-Leistungen zu Kundenintegrationsprozessen im klassischen Dienstleistungsbereich gegeben.[69] Auch Pine und Gilmore stellen fest, dass die Individualisierung eines Gutes dieses automatisch in eine Dienstleistung verwandelt.[70] MC-Angebote besitzen demnach stets auch einen Dienstleistungscharakter. In diesem Sinne werden sie in dieser Arbeit als ProduktService Bündel aufgefasst.[71]
Folglich wird der Mehrwert für den Kunden nicht nur durch das individualisierte Produkt bestimmt, sondern es treten alle servicebezogenen Aspekte gleichermaßen in den Vordergrund. So wird die vom Kunden wahrgenommene Individualität maßgeblich durch das Produkt und den darauf abgestimmten Vermarktungsprozess beeinflusst.[72] Insbesondere Letzterer kann bei entsprechender Gestaltung zu einem besonderen Erlebnis für den Konsumenten werden und ein bedeutendes Differenzierungsmerkmal darstellen.[73] Zudem belegen Studien deutlich, dass sowohl der Vermarktungsprozess als auch das Produkt das Zufriedenheitsurteil des Konsumenten maßgeblich beeinflussen.[74]
Doch nicht nur aus Kundensicht wird eine gezielte Ausrichtung der Interaktion am Kunden unabdingbar. Die Kosten des Unternehmens werden hiervon maßgeblich mit beeinflusst, sodass auch unter strategischem Gesichtspunkt die effektive und effiziente Gestaltung der Kundeninteraktion sinnvoll und notwendig erscheint.
Vor diesem Hintergrund hat die Wahl einer MC-Strategie erhebliche Auswirkungen auf die spezifische Ausgestaltung aller marktseitigen Aktivitäten.[75] Klassischerweise werden dabei die vier Marketinginstrumente der Produkt-, Preis-, Kommunikation- und Vertriebspolitik unterschieden. Piller und Stotko erweitern diese klassischen Instrumentalbereiche um die MC-speziflsche Konfigurationspolitik und das Beziehungsmanagement.[76] Da in dieser Arbeit MC-Leistungen als Produkt-Servi ce Bündel verstanden werden, gewinnt die Erweiterung des marketingpolitischen Instrumentariums im Rahmen des Dienstleistungsmanagement ebenfalls an Bedeutung. Mithin treten Personal-, Aus- stattungs- und Prozesspolitik ergänzend hinzu.[77] Die von Piller und Stotko vorgeschlagene Konfigurationspolitik kann in Teilen der Ausstattungspolitik und der Prozesspolitik zugeordnet werden.
Für die Gestaltung der Vermarktungsprozesse spielen neben der Kommunikationspolitik diese zusätzlichen Komponenten des Marketingmix eine besondere Rolle. In Anlehnung an Reichwald et al. werden diese Komponenten unter dem kunden- bzw. interaktionsbezogenen Teil des MC-spezifischen Marketingmix subsumiert.[78] Die Ausgestaltung dieser hat einen unmittelbaren Einfluss auf den Verlauf der Interaktionsbeziehungen zwischen Kunde und Anbieter.
Des Weiteren bleibt zu beachten, dass individualisierbare Produkte für den Kunden zunächst mit einer hohen Unsicherheit verbunden sind, da eine ex ante Beurteilung der Qualität nicht gegeben ist. Analog zu Dienstleistungen zeichnen sich diese durch einen relativ geringen Anteil an Sucheigenschaften aus, d.h. diejenigen Eigenschaften, die vor dem Kauf bzw. Gebrauch festgestellt werden können. Produkteigenschaften können erst während oder nach dem Kauf bewertet werden, da es sich um Erfahrungseigenschaften handelt.[79] Das MC-Produkt kann daher zunächst nur auf Basis des Leistungspotentials des Anbieters beurteilt werden.[80] Als Surrogate für das Leistungspotential bzw. die Qualität der Leistung werden vom Kunden alle wahrnehmbaren Faktoren des Interaktions- Prozesses herangezogen. Dazu zählen in erster Linie das Produktkonfigurationssystem als zentrale Schnittstelle zum Kunden[81], die Servicemitarbeiter[82] aber auch die Gestaltung der physischen Kaufumgebung[83]. Umso entscheidender wird die zielgerichtete und aufeinander abgestimmte Einbindung dieser Faktoren in den Gestaltungsprozess.[84]
Viele Mass Customizer unterschätzen die Wichtigkeit der marketingpolitischen Potentiale des Interaktionsprozesses und betrachten diesen als rein technischen Vorgang, der im Zuge der Produktindividualisierung notwendig ist.[85] In der Regel wird dabei genau ein Standardprozess angeboten, der von jedem Kunden identisch nach festen Mustern durchlaufen werden muss.[86] Auch in diesem Zusammenhang bietet das klassische Dienstleistungsmarketing gute Ansatzpunkte an. Aufgrund des Kostendrucks sehen sich Dienstleister vermehrt dem Spannungsfeld zwischen Standardisierung bzw. Automatisierung und Individualisierung ausgesetzt. Abhilfe wird geschaffen durch modulartig aufgebaute, aber dennoch kundenindividuell zusammengestellte Leistungspakete.[87] Trotz standardisierter Module ist ein flexibler kundenabhängiger Prozessdurchgang gewährleistet, der die individuellen Kundenbedürfnisse berücksichtigt. Die Gesamtleistung wird vom Kunden dennoch als individuell wahrgenommen.[88] Zum besseren Verständnis des Käuferverhaltens und der zugrundeliegenden Bedürfnisse stellt in diesem Zusammenhang die Bildung von Käufertypen einen wertvollen Ansatz dar.[89]
Das Grundprinzip von MC, Flexibilität trotz Stabilität, kann und sollte schließlich auch in der Marketingpolitik Verwendung finden und Ansatzpunkte zur Profilierung durch Differenzierung bieten.
Durch die Beteiligung des Kunden an der Leistungsindividualisierung streben Anbieter eine einzigartige Marktpositionierung an. Das Ziel ist es, durch eine interaktive Gestal- tung der Leistung mehr Nutzen für den Kunden zu schaffen[90], um auf diese Weise die Kundenzufriedenheit und Kundenbindung zu steigern und in der Regel auch höhere Preise zu realisieren.[91] Ausschlaggebend ist aber in jedem Fall der individuelle Nutzenzuwachs aus der MC-Leistung im Vergleich zu einem vergleichbaren Standardprodukt. So verdeutlicht Huber, dass Kunden Leistungen bevorzugen, die genau auf ihre Bedürfnisse ausgerichtet sind, dabei aber nicht für die Individualität per se bezahlen, sondern letztlich für den unmittelbaren Nutzen aus dieser Leistung.[92] Eine Reihe von verschiedenen Entwicklungen, die auf den gesellschaftlichen Wertewandel zurückzuführen ist, schafft die Grundlage dafür, dass Konsumenten nutzenstiftende Angebote suchen und honorieren.[93]
An den Konsum von MC-Produkten sind somit bestimmte Nutzenerwartungen geknüpft. Der erwartete Kundennutzen wird in der Literatur vielfach als Maßstab für die Eignung einer Leistung zur Bedürfnisbefriedigung und Zielerreichung herangezogen.[94] Franke und von Hippel konnten in einer empirischen Studie nachweisen, dass Kunden tatsächlich individuelle Bedürfnisse haben, welche durch die am Markt verfügbaren Massenprodukte nicht befriedigt werden können.[95] Folglich bilden für den Kunden diese nicht befriedigten Bedürfnisse die Basis für die persönlichen Nutzenerwartungen, die durch die Inanspruchnahme von MC-Leistungen erfüllt werden sollen.
Wie vorangehende Ausführungen verdeutlichen, kann Nutzen zum einen durch das Produkt selbst und zum anderen durch den Prozess generiert werden. In verschiedenen empirischen Studien konnten diverse Nutzenkomponenten aus den beiden Nutzenquellen identifiziert werden. Allerdings beschränken sich viele der Studien nur auf bestimmte Produktkategorien und Nutzenarten, sodass eine Generalisierbarkeit nicht gegeben ist und eine systematische Übersicht fehlt. Eine strukturierte Darstellung der verschiedenen Nutzendimensionen wird im vierten Kapitel vorliegender Thesis erarbeitet, sodass an dieser Stelle nur kurz auf mögliche Nutzenaspekte eingegangen wird.
So wird der erhöhte funktionale Nutzen eines Produktes, im Sinne der Realisierung des Idealpunktes bzw. des Preference Fit[96] respektive der optimalen Bedürfnisbefriedigung, in den meisten Forschungsansätzen bestätigt.[97]
Des Weiteren können zahlreiche psychologische bzw. hedonistische Nutzendimensionen festgestellt werden, wobei wiederum produkt- oder prozessbezogen unterschieden werden kann. Beispielsweise kann die Motivation für den Erwerb eines kundenindividuellen Produktes in der Einzigartigkeit, der Möglichkeit des Selbstausdrucks oder dem empfundenen Stolz begründet sein. Ebenso kann allein die Meisterung des Gestaltungsprozesses ein Gefühl des Stolzes hervorrufen oder aber als ein freudiges und emotionales Erlebnis zu einer höheren Nutzenwahmehmung führen.[98]
Gelingt es dem Anbieter MC für den Kunden als lohnenswertes und nutzenstiftendes Konsumerlebnis zu vermitteln, kann dieser selbst von diversen Ertragspotentialen profitieren. Neben der steigenden Zahlungsbereitschaft der Konsumenten, kann durch eine höhere Marktakzeptanz infolge eines besseren Zuganges zu Bedürfnisinformationen unter anderem die Kundenzufriedenheit erhöht sowie weitere Kostensenkungspotentiale realisiert werden.[99]
Letztlich kann festgehalten werden, dass die Integration des Kunden in die Wertschöpfung, sowohl für ihn als auch für den Mass Customizer, gänzlich neue Perspektiven eröffnet, die es so im Kontext massenhaft gefertigter Produkte nicht gibt. Notwendige Grundlage hierfür ist, dass sich das Wertschöpfungsmodell von einem reinen Transaktions- zu einem Interaktionsmodell ändert.[100] Im Folgenden soll daher auf die Kundenintegration bzw. den Co-Design Prozess, der das Prinzip der Kundenintegration im Rahmen einer MC-Strategie konkretisiert[101], eingegangen und das zugrundeliegende Interaktionsmodell vorgestellt werden.
